SCALE2SELL® · Pillar 06 of 08

# Customer Value: *why customers choose you, and stay*

Customers who understand your value stay longer, pay fairly and send others your way. This pillar is about knowing who your customers are, what they need, how well you deliver it and why some leave, without the business hanging on a few of them.

Why this pillar moves value

## Customers who stay are what a buyer is *really buying*

A buyer takes on a set of customer relationships as much as a set of accounts. Customers who return, renew and recommend make future income easier to believe in. Customers who could leave at any time, or who stay only because of you, make it harder.

That starts with insight. Knowing your main customer segments, what each needs and how much revenue each brings tells you where to focus. Knowing how often customers come back, and why some leave, tells you whether your value is really landing. The Radar runs from no insight, through regular feedback, to strong advocacy and innovation.

Spread matters too. When too much revenue sits with a few customers, the risk passes to whoever takes the business on, and a buyer will price it in. Our guide to [customer concentration risk](https://www.stratworthadvisory.com/insights/customer-concentration-risk/) goes further.

The concentration ring

Example figures. Move the sliders to your own.

Your largest customer’s share of revenue
30%

Your five largest customers’ combined share
60%

If your largest customer left, **30%** of your revenue would go with them. Your five largest customers account for **60%**; every other customer shares the remaining **40%**.

Use your own figures from your last full year; Toolkit 6’s customer profile matrix asks for the same shares by segment. Nothing you enter is stored or sent. There is no universal safe number: what matters is how a buyer would judge the risk.

The buyer’s lens

## What a buyer asks about *your customers*

A buyer’s questions about customers are rarely about the list itself. They are about what could leave, and why the rest stay.

1.

### Revenue by customer and segment

What share your largest customers and segments represent, this year and over recent years.

2.

### Retention and repeat business

How often customers return, how long they stay and whether you know why some leave.

3.

### Why customers choose you

In their words, not yours: feedback, reviews and the reasons work is won and lost.

4.

### Who holds the relationship

Whether key customers deal with a team, or only with you.

5.

### Contract terms

Notice periods, renewals and any change-of-control terms that would let a customer walk away after a sale.

6.

### Satisfaction and advocacy

Whether you measure how customers feel, and whether they recommend you.

Warning signs

## Signs you know your customers *less well than you think*

Customer insight fades quietly as a business grows. These signs suggest it has become less of an asset than it should be.

Take the self-check

-

You could not say, with evidence, why your best customers choose you.

-

You do not know your repeat purchase rate, or why customers leave.

-

Losing one customer would put the business under real strain.

-

Your largest relationships run through you personally.

-

Feedback is collected now and then, and rarely acted on.

What good looks like

You know your main segments, what each needs and what share of revenue each brings. Feedback is regular and acted on. You track retention and know why customers leave. No single customer could sink the business, and relationships are held by a team rather than by you alone.
